Omnichannel
Omnichannel is an approach to customer communication that connects every channel, in-app chat, email, SMS, social messaging and voice, so conversations and context carry seamlessly from one to another.
General definition
Omnichannel describes a communication strategy and architecture where all channels a customer or user can contact a business through are unified into a single, coherent experience. The key word is connected: an agent picking up a thread in a web chat widget can see the same customer’s prior email, in-app message history and support ticket, with no need for the customer to repeat themselves.
- Channel breadth: in-app chat, live chat widgets, SMS, email, WhatsApp, social DMs, voice and video can all feed a single conversation view
- Context continuity: message history, customer profile and conversation state follow the user as they switch channels
- Unified routing: incoming messages from any channel are queued and routed to agents using the same rules and priority logic
- Consistent branding: the user experience feels coherent regardless of which channel the customer chooses
Omnichannel differs from multichannel in that multichannel simply means being present on multiple channels, while omnichannel means those channels are integrated so context flows between them. An omnichannel platform requires a single conversation layer, often built on a messaging SDK or Chat SDK, that abstracts across the different transports.
